Designing for Inbound and Outbound Calls
Inbound and outbound calls begin from completely different psychological states, and that changes the design at its root.
On an inbound call the customer is already calling with a need. Their attention is ready and their patience is relatively high. The Voice AI Agent's job is to understand quickly and route. An open question in the first sentence, something like "how can I help you today?", is usually right.
On an outbound call the customer is caught unprepared. The phone rings, they do not know who is calling, and their natural reflex is suspicion, especially on financial matters where fraud is a real worry. Here the first ten seconds are critical. The AI Agent has to say who it is, which organisation it is calling on behalf of and why it is calling, in short and clear sentences, so that any suspicion of fraud is removed at the outset.

At CBOT these two patterns have matured separately. On the outbound side TAHSİLDAR is an example of a flow that runs identity verification, debt information and payment planning with the same rigour on every call. On the inbound side GÜVEN derives intent from the customer's first sentence, such as "my car has been damaged", and routes straight into the claims process.
